O sentido e a natureza do trabalho de atendimento em call centers : uma análise do discurso organizacional e a percepção de seus operadores de atendimento

RESUMO

The present study had for objective to describe the perception that Call Center operators have of the organizational discourse, to the light of the sense and the nature of the carried through work, by means of the analysis of the sense of the work for the Call Center operators and for the companies and, by means of the analysis of the organizational discourse about management practices and the perception and the impact of this on the call centre operators. In the theoretical reference, aspects had been argued associates to the current configuration of the work relations, evidencing aspects associates to the role played for the contemporaries companies in the world of the work, relations between the individuals and companies and the reality of the work as generating of suffering to the man. In sequence, subjects related to the work in call centre had been argued, by means of the characterization of the nature of the work in a call centre and of its main characteristics, being distinguished those that are directly associates to the requirements and expectations of performance of the call centre operators. The Methodology applied for the study was the Discourse Analysis, by a qualitative research by means of half-structuralized interviews scripts. The interviews had happened in two companies who operate attendance central offices, the first one, a company with proper central office, and second, a company who works with attendance services outsourcing. In the total, five interviews with managers for the analysis of the organizational discourse was considered and fourteen interviews with operators was considered for the analysis of the perception of the organizational discourse. The results are presented by means of the analysis of content of the pronounced phrases transcriptions. The analysis had considered the main salient aspects in the interviews, having compared what it was pronounced by the managers and the perception of the operators in relation to each considered subject. By means of the Discourse Analysis, it was possible to enrich the analysis with the perception of the ideas and occult ideologies in the speech of managers and operators. As result, a good notion was gotten on what the companies wait of attendance operators and the strategies that they use to attract and to hold back these professionals. On the other hand, it was observed that the perception of operators of attendance on its companies is, most of the time, contrary to the organizational discourse, they see this activity as transitory in its professional lives
